The Customer Journey Lens: Stop Solving P&L Problems and Start Solving Customer Problems

TL;DR

Average candidates analyze spreadsheets. Elite candidates map the customer journey to find the true root cause. Learn this client-centric consulting technique.

The Trap: Solving the Client's Spreadsheet

The interviewer presents the problem: "Our client, a major retail bank, has seen its mortgage application volume stagnate for three years. How should they grow it?"

The average candidate immediately defaults to a familiar, internal view. They'll structure the problem around the client's P&L and operations. Their framework might include:

  • Products (e.g., interest rates, loan types)
  • Pricing (e.g., competitiveness, fee structures)
  • Place/Channels (e.g., branch network, online portal, brokers)
  • Promotion (e.g., marketing spend, campaigns)

This is logical, structured, and completely unremarkable. It treats the problem as an abstract business equation to be solved on a spreadsheet. It misses the single most important actor in the entire scenario: the customer.

The Elite Pivot: Applying the Customer Journey Lens

An elite candidate recognizes that stagnation in a business metric is a symptom, not the disease. The disease lies in a breakdown of the customer's experience. Instead of looking inward at the client's operations, they look outward.

They apply the "Customer Journey Lens." They reframe the business problem as a human problem, asking: "To understand why application volume is stagnant, could we first walk through the journey of a potential homebuyer? Where are the friction points?"

This single question fundamentally changes the case. You are no longer just an analyst; you are a strategic partner demonstrating deep commercial empathy. A typical journey map you might sketch out includes:

  • Awareness: How do potential buyers first learn about our client's mortgage products?
  • Consideration: When they are comparing options, how easy is it to understand our client's offerings and get a quote?
  • Application: What is the actual application process like? Is it a 100-page PDF or a streamlined digital experience? How long does it take?
  • Approval & Closing: How transparent and fast is the underwriting and closing process?
  • Post-Closing & Loyalty: How does the bank manage the relationship after the loan is issued?

Why This Wins Offers

By mapping the journey, you shift the analysis from "How can we sell more?" to "Why aren't people buying?" This subtle but powerful pivot showcases several partner-level traits:

  • Finds the True Root Cause: You might discover the bank's interest rates are competitive, but their online application portal crashes constantly. The traditional framework would have missed this completely.
  • Generates Better Solutions: Instead of a generic "lower prices" recommendation, you can propose a high-impact solution like "Fix the digital application funnel," which could be far more profitable and defensible.
  • Demonstrates Client-Centricity: Top consultants are obsessed with the end customer. By putting them at the center of your analysis, you prove you think like a consultant, not a student.
  • Commands the Conversation: This approach is inherently hypothesis-driven. "I hypothesize the primary drop-off is during the application phase due to perceived complexity. Can we get any data on application start vs. completion rates?" This allows you to lead the interviewer directly to the core issue.

The Bottom Line

Stop treating the case like an academic exercise focused on the client's internal levers. The world's most successful businesses are customer-obsessed, and their advisors must be as well. The next time you face a revenue, growth, or churn problem, resist the urge to immediately open the P&L. Instead, apply the Customer Journey Lens. Solve the customer's problem, and you will find the client's solution.
